Requirements
Must:
- Bachelors degree in business, analytics, or a related field along with relevant experience
- A minimum of 3 years experience in workforce analytics, contact center operations, or a similar arena
- Exemplary communication skills, both verbal and written, to effectively convey data insights to diverse stakeholders
- Strong analytical abilities to decipher complex data, recognize patterns, and provide actionable insights
- Meticulous attention to detail to ensure accuracy in reporting and forecasting
- Proficiency in data visualization and handling large datasets for informed decision-making
- Excellent time management skills to juggle multiple priorities in a dynamic environment
- Problem-solving orientation with the capability to evaluate scenarios and implement solutions
- High adaptability to shifting priorities, tools, and processes
- Advanced skills in Microsoft Excel, workforce management software, and analytics platforms (such as Power BI, Tableau)
- Collaborative team player with effective interpersonal skills for cross-departmental work
- Experience in project management, forecasting, and optimizing schedules for resource allocation
- Background in developing training materials and promoting workforce management best practices
Responsibilities
- Analyze and report on patterns of call/web chat arrivals, agent efficiency, and overall performance of the contact center
- Extract and examine data from contact center software, agent attendance systems, and workforce management tools
- Evaluate agent adherence to schedules and their overall performance metrics
- Create and generate ad hoc reports related to schedules, call/web chat volumes, agent performance, and other key performance indicators (KPIs)
- Ensure accuracy of production data and verify staff plan hours to enhance operational efficiency
- Work in conjunction with management to formulate and relay work/training schedules for agents
- Determine staffing requirements based on deviation reports and suggest enhancements
- Assess forecast accuracy and propose improvements to maximize project outcomes
- Document, escalate, and communicate any agent performance concerns to management
- Manage skillset allocations, agent availability in queues, and callback assignments as directed by operations leadership
- Provision agents within business systems to achieve performance maximization and recognize improvement opportunities
- Monitor real-time agent activities and alert management of unscheduled occurrences or adherence problems
- Resolve operational issues that arise from team members or other departments
- Develop and provide training for supervisors on workforce tools, practices, and processes
- Continuously create and revise work instructions and job aids for supervisors
- Perform other duties as needed
