Requirements

Must:
- Over 5 years of experience in an MSP or IT support setting - At least 3 years of experience in a leadership, supervisory, or team lead position - Strong expertise in IT support across endpoints, Microsoft 365, and basic infrastructure - Familiarity with PSA tools, particularly ConnectWise - Solid understanding of service desk operations and ticketing workflows - Experience in managing SLAs, utilization, and support metrics

Responsibilities

- Lead and build a high-performing support team of Level I-III technicians - Coach and develop team members through regular 1:1s and performance reviews - Ensure team compliance with performance expectations - Support the hiring, onboarding, and training of new technicians - Foster a culture of ownership and continuous improvement within the team - Oversee the daily operations of the service desk, including monitoring ticket queues - Ensure effective ticket triage, prioritization, and escalation processes - Manage scheduling, coverage, and workload distribution for the team - Drive billable utilization and ensure operational efficiency - Maintain documentation standards and ensure consistent use of ConnectWise - Serve as an escalation point for complex technical issues and high-impact incidents - Guide troubleshooting and assist in root cause analysis for recurring issues - Define and enforce service desk workflows and standard operating procedures - Collaborate with leadership on operational enhancements and adherence to security standards - Monitor client satisfaction and proactively address service issues
