IT Service Manager with ITIL Expertise

Requirements
Must:
- Community College Diploma or University Degree in Computer Science, Computer Networking, or a related field.
- Equivalent experience, certifications, and demonstrated leadership ability will be considered.
- Minimum 5 years of experience in an IT support or service delivery environment.
- 5 years of experience with Microsoft Windows Server environments.
- 5 years of hands-on experience with network appliances such as routers, switches, firewalls, and access points.
- 5 years of experience troubleshooting Microsoft Windows operating systems (7, 10, 11).
- 5 years of experience with Microsoft Office and Microsoft 365 Admin Console.
Additional Experience (Assets):
- Familiarity with Microsoft Exchange Server and Exchange Online.
- Experience configuring Fortinet firewalls.
- Knowledge of VMware and Hyper-V virtualization.
- Proficiency in cybersecurity tools (RMM, EDR/AV).
- Understanding of macOS and macOS Server.
- Previous experience in a Managed Service Provider (MSP) setting.
- Knowledge in Layer 1 networking (structured cabling and termination).
- Experience with security systems (cameras and NVRs).
- Understanding of VoIP PBX systems.

Responsibilities
- Provide technical leadership, guidance, and mentorship to IT team members.
- Assist the team in troubleshooting, sharing knowledge, and developing skills.
- Serve as the primary escalation point for complex or high-impact technical issues.
- Review escalated support tickets to ensure thorough root cause analysis, resolution, and documentation.
- Promote a collaborative, customer-centric culture within the IT team.
- Support the Operations Manager in identifying staffing needs, training opportunities, and skill gaps as the IT department expands.
- Oversee daily IT service operations to ensure timely resolution of support tickets and client issues.
- Take ownership of escalated tickets and service incidents, driving them to completion.
- Monitor ticket queues, priorities, and workloads to meet service levels and client expectations.
- Identify trends in recurring issues and implement solutions to lessen future occurrences.
- Ensure consistent application of service standards, established procedures, and best practices.
- Provide advanced technical support for desktops, servers, peripherals, and network infrastructure.
- Configure, manage, and troubleshoot network devices such as routers, switches, firewalls, and access points.
- Manage Microsoft Windows Server environments and Microsoft 365, including Exchange Online.
- Support virtualization platforms such as VMware and Hyper-V.
- Oversee cybersecurity measures and best practices, including RMM, EDR/AV, and security policies.
- Provide support for VoIP systems, security camera systems (NVRs), macOS environments, and structured cabling as needed.
- Act as a senior technical point of contact and trusted advisor for clients.
- Collaborate closely with Account Managers to align IT services with client contracts and business objectives.
- Recommend and assist in designing scalable IT solutions that accommodate client growth and security needs.
- Communicate effectively with clients during escalations or incidents that impact service.
- Contribute to the strategic growth of the IT department by enhancing tools, processes, and service offerings.
- Help define and refine onboarding processes, documentation, and standard operating procedures.
- Maintain and enhance technical documentation, knowledge bases, and internal manuals.
- Support inventory management, asset tracking, and lifecycle planning.
- Assist in evaluating and implementing new technologies, vendors, and service platforms.
- Participate in on-call rotation and provide occasional after-hours support.
- Conduct on-site client visits for escalations, projects, or installations as necessary.
