Requirements

Must:
- Current Top-Secret Clearance with the ability to obtain SCI / CI-Poly if required for contract compliance - Proven capability to excel in a 24/7 operational setting - Exceptional interpersonal and customer service abilities - Comprehensive understanding of IT Service Management (ITSM) principles and practices - Bachelors degree or equivalent combination of education, technical certifications, and practical experience (preferred) - HDI certification (preferred) - Experience with JIRA - At least one year of experience in call center or help desk management - Familiarity with Avaya telephony systems - Knowledge of Agile project management methodologies - Previous work in a Help Desk-centric program - Experience in SLA-driven environments - Background in IT support for government or law enforcement

Responsibilities

- Act as the primary contact for end-user IT inquiries via phone and self-service portal - Triage, diagnose, and resolve or escalate support tickets, ensuring thorough documentation for subsequent teams - Execute password changes and resets for all FBI enclaves - Install, configure, and provide support for desktop software applications - Offer remote desktop assistance and strive for First-Call Resolution (FCR) - Keep users updated on ticket statuses until resolution - Advise end users on preventative measures to mitigate future issues - Collaborate with management and other teams to adhere to Service Level Agreements (SLAs) - Utilize metrics to enhance efficiency and drive continuous enhancements - Be prepared to work a flexible shift schedule, including weekends and holidays to support our 24/7 operation
