Requirements
Must:
- Bachelors degree and 12+ years of relevant experience OR Masters degree with 10+ years of relevant experience. Additional years of relevant experience may be considered in lieu of a degree.
- PMP Certification.
- Salesforce Certifications including Administrator and Service Cloud.
- Comprehensive Salesforce expertise, particularly in Service Cloud, Experience Cloud, Knowledge Management, and platform integrations.
- Experience with cloud Contact Center solutions such as NICE CXone, Amazon Connect, or equivalent.
- Proven track record in managing and optimizing contact center operations, including workforce management, quality monitoring, and performance metrics.
- Demonstrated capacity to drive innovation and implement continuous enhancements within contact center operations.
- Background in solution architecture with practical experience in contact center technologies like CCaaS, CRM systems, and telephony.
- Scrum Master certification.
Responsibilities
- Engage professionally with external clients to identify and understand the agencys mission requirements.
- Manage the complete project lifecycle from initiation through planning, execution, monitoring, and closure for Salesforce and Contact Center initiatives.
- Coordinate with various functional teams (e.g., HUD business owners, OCIO, GSA, vendors) to ensure alignment and effective communication.
- Supervise the implementation and enhancement of the Salesforce platform (Service Cloud, Experience Cloud, Knowledge Management, Analytics), ensuring compliance with FedRAMP and federal standards.
- Oversee the deployment of Contact Center technologies (NICE CXone or Amazon Connect), including IVR design, call routing, self-service automation, and CRM integration.
- Address customer requests from internal and external clients, managing standard service requests, SLA, and Change Management requests.
- Meet with program managers and external clients to analyze program requirements and future goals.
- Collaborate with business stakeholders to document functional requirements for Salesforce initiatives.
- Convert business requirements into detailed technical specifications, user stories, and use cases.
- Conduct daily Scrum meetings and Agile ceremonies, especially for backlog refinement.
- Lead modernization projects alongside other IT management and customer stakeholders.
- Propose and implement continuous improvements by analyzing current business operations and identifying technical solutions to enhance efficiency and customer experience.
- Ensure compliance with quality standards in contact center operations by implementing performance metrics and conducting regular audits.
