Requirements
Must:
- Bachelors degree in Computer Science, Network Engineering, or relevant experience
- Minimum of 2 years in Tier 2 VoIP or UCaaS technical support within a production setting
- Proven experience with Wireshark and PCAP troubleshooting techniques
- Solid understanding of SIP protocol and VoIP call flow analysis
- Familiarity with hosted or cloud-based PBX platforms; experience with Net Sapiens is highly desirable
- Networking certifications such as CCNA or CompTIA Network+ are a plus
- Strong troubleshooting skills focusing on SIP signaling, RTP/RTCP, and packet loss analysis
- Ability to communicate effectively with technical and non-technical audiences, both verbally and in writing
- Strong time management abilities in a fast-paced, ticket-driven environment
- Self-motivated and capable of working independently, maintaining composure under pressure
- Comfortable using AI tools for enhancing support efficiency and quality
- Capable of mentoring Tier 1 staff, providing technical guidance to enhance team skills
Responsibilities
- Act as the Tier 2 escalation contact for intricate VoIP, UCaaS, and network-related support inquiries
- Perform in-depth troubleshooting for VoIP concerns such as call quality issues, audio problems, and SIP errors
- Capture and analyze network traffic utilizing tools like Wireshark and PCAPs to pinpoint issues
- Interpret SIP traces and ladders to identify call flow challenges
- Address network-layer problems that impact VoIP performance, including QoS misconfigurations and firewall issues
- Engage in install handoff meetings and provide necessary support post-deployment
- Manage and administer the Net Sapiens platform, focusing on configuration and provisioning support
- Handle incoming support calls and accurately document all activities in ConnectWise or equivalent systems
- Maintain communication with customers, updating them on issue status and any relevant changes
- Escalate issues in accordance with established procedures
- Complete organized paperwork such as work orders and expense reports
- Collaborate closely with internal teams, transferring outstanding tickets to subsequent shifts
- Oversee troubleshooting, repair, and maintenance of all company offerings
- Regularly update internal teams (Sales, Operations, Finance) as well as customers and channel partners regarding status
